They may not even have confidence that AI will deliver the outcomes they seek. To build AI experiences that earn the trust of users, it\u2019s necessary to shape how AI behaves end-to-end.&nbsp;<\/p>\n\n\n\n<p>This is where conversation design comes in. More than the transactional ability to prompt an AI assistant and receive a grounded response, conversation design empowers you to build holistic AI experiences that are clear, accurate, empathetic and, importantly, trustworthy. A prompt is a single instruction. A conversation is a dynamic, goal oriented exchange. Prompts are entry points to conversations.<\/p>\n\n\n\n<p>Conversation design for AI is the craft of shaping how AI agents behave across an entire interaction\u200c \u2014 \u200cnot just what they say, but how they reason, respond, recover and reflect your brand\u2019s voice. It moves <a href=\"https:\/\/trailhead.salesforce.com\/content\/learn\/trails\/get-started-with-prompts-and-prompt-studio\" target=\"_blank\" rel=\" noopener\">beyond prompts<\/a> to design agent behaviour that\u2019s clear, helpful and human-centred.<\/p>\n\n\n\n<p>Together, these <a href=\"https:\/\/www.salesforce.com\/au\/agentforce\/what-is-agentic-ai\/\" target=\"_blank\" rel=\" noopener\">enable AI<\/a> to act less like a tool and more like a trusted teammate.<\/p>\n\n\n\n<p>At Salesforce, I lead a team of conversation designers who have a deep understanding of human linguistics, how people communicate and how they expect to be communicated to. If your AI nails a single question but falls apart in the flow of an interaction, it\u2019s a brittle experience. class=\"wp-block-list\">\n<li><strong>Healthcare:<\/strong> When patients ask about symptoms, medications or coverage, a vague or misleading answer is inconvenient\u200c and can be dangerous. <a href=\"https:\/\/www.salesforce.com\/blog\/internal-ai-use-policy\/\" target=\"_blank\" rel=\" noopener\">Trust is built through transparency<\/a>, clear limits on what the AI can do and graceful handoffs when it can\u2019t help.<\/li>\n\n\n\n<li><strong>Financial services:<\/strong> Users <a href=\"https:\/\/www.salesforce.com\/blog\/financial-services-it\/\" target=\"_blank\" rel=\" At Salesforce, we break this down into four core principles to create meaningful, trust-building conversations:<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-1-turn-taking\">1. <strong>Turn-taking<\/strong> <\/h3>\n\n\n\n<p>A natural back-and-forth rhythm for when to speak, when to listen and when to pause. Missteps here can make even accurate responses feel awkward. Turn-taking means knowing when to speak, when to pause and when to offer silence for reflection or action.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-2-predictable-responses\">2. <strong>Predictable responses <\/strong><\/h3>\n\n\n\n<p>Users come to every exchange with expectations. Responses that follow a consistent logic and align with user intent build trust. Inconsistent or insensitive replies, even when factually correct, degrade the experience. And trust evaporates.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-3-defined-role-and-goal\">3. <strong>Defined role and goal<\/strong> <\/h3>\n\n\n\n<p>(<a href=\"https:\/\/www.salesforce.com\/blog\/speak-ai-prompts\/\" target=\"_blank\" rel=\" noopener\">SPEAKING Model<\/a>, Hymes): Like any good service interaction, the AI needs to know: What is the user trying to do? An AI that can&#8217;t distinguish between a casual question and an urgent complaint will fail, even if its answer is technically correct. This clarity shapes tone, language and behaviour. Confused roles create confused users.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"h-4-persona\">4. <strong>Persona<\/strong> <\/h3>\n\n\n\n<p>People don\u2019t trust faceless systems. By giving an AI a recognisable voice, tone and pattern of behaviour, a persona transforms it into something users can understand and rely on. More than just adding a layer of personality, a well-defined persona sets clear expectations. This is especially critical in complex journeys like financial planning, health or service recovery, where ambiguity can create user anxiety. <\/p>\n\n\n\n<p>The most effective personas are built on empathy, designed to adapt their tone based on the user&#8217;s situation. An AI might use reassuring language when a customer reports a service issue or shift to an upbeat, encouraging tone when someone is exploring a new feature. This adaptability is what makes the interaction feel more trustworthy and human.<\/p>\n\n\n\n<p>Let\u2019s look at a couple of examples:&nbsp;<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>During onboarding, an AI that says, \u201cGreat choice!
