Faut-il avoir les biceps d\u2019Hercule pour venir \u00e0 bout des d\u00e9fis qui s\u2019offrent aux ETI ? Pas si s\u00fbr, comme le d\u00e9montre Fermob. Le fleuron fran\u00e7ais du mobilier color\u00e9 en m\u00e9tal s&rsquo;est appuy\u00e9 sur Salesforce pour d\u00e9velopper une culture centr\u00e9e sur le client. Benjamin Balatin, directeur de la transformation, confie les secrets de la transformation de cette ETI de l&rsquo;Ain, au rayonnement d\u00e9sormais mondial.<\/strong><\/p>\n\n\n\n<p>Implant\u00e9e depuis sa naissance vers la fin du 19\u1d49 si\u00e8cle \u00e0 Thoissey dans l&rsquo;Ain, Fermob (contraction de fer et mobilier) a connu de nombreuses vies. Bernard Reybier rach\u00e8te l&rsquo;entreprise en 1989 alors qu&rsquo;elle se trouve au bord de la fermeture. Il impulse une nouvelle dynamique en misant sur trois piliers : innovation, internationalisation et design. Pour poursuivre sa croissance, Fermob engageait sa transformation en \u00e9voluant d&rsquo;une approche historiquement centr\u00e9e sur le produit vers un mod\u00e8le orient\u00e9 client, n\u00e9cessitant l&rsquo;acquisition d&rsquo;un CRM.<\/p>\n\n\n\n<p>Benjamin Balatin, directeur de la transformation chez Fermob, explique l&rsquo;\u00e9quation que l&rsquo;entreprise a d\u00fb r\u00e9soudre : \u00ab <em>Nous voulions une vue unifi\u00e9e des clients, donc un seul mod\u00e8le de donn\u00e9es, tout en respectant les besoins sp\u00e9cifiques et forc\u00e9ment diff\u00e9rents de nos collaborateurs : commercial grand compte, assistant back-office au service client&#8230;<\/em> \u00bb<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-salesforce-nouvelle-assise-de-fermob\">Salesforce, nouvelle assise de Fermob<\/h2>\n\n\n\n<p>Le choix s&rsquo;est rapidement orient\u00e9 vers Sales Cloud et Service Cloud : \u00ab <em>On a tout de suite mesur\u00e9 la puissance de Salesforce. \u00c0 partir d&rsquo;un c\u0153ur technologique unique, nous avons pu param\u00e9trer des consoles personnalis\u00e9es en fonction de chaque m\u00e9tier. Aujourd&rsquo;hui, un commercial en charge d&rsquo;un portefeuille h\u00f4tellerie-restauration n&rsquo;a pas la m\u00eame interface que son coll\u00e8gue d\u00e9di\u00e9 \u00e0 la grande distribution. Et pourtant, c&rsquo;est le m\u00eame outil !<\/em> \u00bb<\/p>\n\n\n\n<p>L&rsquo;ERP a \u00e9t\u00e9 int\u00e9gr\u00e9 \u00e0 Salesforce gr\u00e2ce aux API de Mulesoft pour cr\u00e9er un r\u00e9f\u00e9rentiel client unique aliment\u00e9 par les donn\u00e9es des transactions et l&rsquo;ensemble des interactions avec les prospects et clients. Traitement des r\u00e9clamations par le SAV, gestion des portefeuilles de commandes, animation des opportunit\u00e9s : c&rsquo;est toute l&rsquo;activit\u00e9 commerciale qui s&rsquo;appuie d\u00e9sormais sur Salesforce.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-ventes-et-service-client-s-appuient-sur-les-memes-piliers\">Ventes et service client s&rsquo;appuient sur les m\u00eames piliers<\/h2>\n\n\n\n<p>\u00ab <em>Salesforce nous a beaucoup aid\u00e9 \u00e0 structurer nos processus. Citons par exemple le pilotage des opportunit\u00e9s de ventes, s\u00e9quenc\u00e9es en \u00e9tapes uniformes. De m\u00eame pour la partie devis et contractualisation : le relais entre le commercial et le service relation client est devenu fluide, gr\u00e2ce \u00e0 la centralisation des informations comme l&rsquo;historique des achats, les contrats, le statut des commandes, les \u00e9changes&#8230;<\/em> \u00bb <\/p>\n\n\n\n<p>Des alertes avertissent m\u00eame les charg\u00e9s de client\u00e8le en cas de d\u00e9calage de livraison, permettant de pr\u00e9venir rapidement leur client.<\/p>\n\n\n\n<p>Autre b\u00e9n\u00e9fice : un gain de flexibilit\u00e9 pour les \u00e9quipes de la relation client dont le temps de travail suit la saisonnalit\u00e9 (40 heures en p\u00e9riode de pointe, 32 heures sur quatre jours en basse saison). Gr\u00e2ce \u00e0 la vue 360 de chaque client, les assistants r\u00e9pondent \u00e0 toute demande, m\u00eame si le client n&rsquo;appartient pas \u00e0 leur portefeuille. <\/p>\n\n\n\n<p>\u00ab <em>Cela a am\u00e9lior\u00e9 l&rsquo;exp\u00e9rience pour les clients et aussi pour les collaborateurs, plus sereins et plus efficaces quand ils prennent le relais d&rsquo;un coll\u00e8gue en repos.<\/em> \u00bb Fermob a aussi d\u00e9ploy\u00e9 le module Voice, qui int\u00e8gre la t\u00e9l\u00e9phonie au CRM.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"h-adoption-une-mise-a-profit-des-confinements-de-2020\">Adoption : une mise \u00e0 profit des confinements de 2020<\/h2>\n\n\n\n<p>L&rsquo;adoption de Salesforce par les \u00e9quipes reste l&rsquo;une des grandes victoires de Fermob. L&rsquo;entreprise a su tirer parti des confinements de 2020 pour former les \u00e9quipes commerciales, alors d\u00e9charg\u00e9es de leurs missions op\u00e9rationnelles. <\/p>\n\n\n\n<p>\u00ab <em>Ils se sont tous investis dans les formations et nous ont transmis beaucoup de feedback qui ont permis de construire notre Salesforce avec eux. Au bout de 18 mois, on a constat\u00e9 que le CRM \u00e9tait tr\u00e8s utilis\u00e9 par les \u00e9quipes terrain. Comble de l&rsquo;ironie, les managers \u2014 qui sont habituellement moteur de ce type de transformation \u2014 \u00e9taient plut\u00f4t en retard sur l&rsquo;utilisation des outils de suivi d&rsquo;activit\u00e9 !<\/em> \u00bb<\/p>\n\n\n<div class=\"wp-block-quote-article\" style=\"\"><div class=\"wp-block-quote-social-wrapper\"><figure class=\"wp-block-quote-article-quote\">\n<blockquote class=\"wp-block-quote is-layout-flow wp-block-quote-is-layout-flow\">\n<p><em>Nous traitions 100 demandes par mois auparavant. Atteindre le niveau sup\u00e9rieur passera par la mont\u00e9e en comp\u00e9tences de nos \u00e9quipes digitalement augment\u00e9es et par de nouveaux services cr\u00e9\u00e9s gr\u00e2ce aux agents IA.<\/em> \u00bb<\/p>\n\n\n\n<p>Fermob est parmi les entreprises pionni\u00e8res en France \u00e0 d\u00e9ployer Agentforce, la solution d&rsquo;agents IA de Salesforce. Un agent IA de SAV conseille 24 heures sur 24 les clients en mati\u00e8re de r\u00e9paration des meubles.<\/p>\n\n\n\n<p> \u00ab <em>Rien ne ressemble plus \u00e0 une vis qu&rsquo;une autre vis.
