A CCaaS provider hosts the contact center software in its own cloud. Businesses access it through a web browser or desktop app, so service reps only need a headset and an internet connection. The provider manages uptime, security, and software updates. The business handles contact center management, including its own setup, routing rules, and data. When a customer reaches out, here's what usually happens:
1. The interaction comes in through a channel such as phone, chat, email, messaging, or social media.
2. An IVR or AI agent greets the customer, works out what they need, and resolves simple requests through self-service.
3. If a rep is needed, routing rules send the interaction to the best available rep based on skills, availability, and priority.
4. The rep sees the customer's history from the CRM on a unified desktop and handles the conversation.
5. Once it ends, the record is saved back to the CRM and the data feeds into real-time and historical reports.
