this out it sounds like
a dream scenario for
any company drive down
service costs boost
deflection rate and
end up with more
productive employees and
happier customers all
at once well we're
about to hear how that's
exactly what happened
when a premium home
appliance maker deployed
out of the box agents
with agent force here
to tell us more is
rudy kuri chief digital
officer fisher and
pico welcome thank you
for making the track
all the way here from
australia um now from
experience people have
a lot of questions
with their home
appliances tell us about
your customer service
needs before you
implemented agent force
yeah it was very human
-based and um very call
center everything was
going through through
human agents in a
contact center although
we did have digital
solutions but it was
overwhelming for the
customer because we're
asking the customer to
to crawl through lots
of pages and searches
to find what they
were looking for.
And so by using
AgentForce, we were able
to really simplify it
for the end customer
a lot. That's awesome.
So you've been a
Salesforce customer
for decades. How has
AgentForce changed
how you serve your
customers? Tell us about
the impact that you've
seen. I suppose
what Agent Force has
allowed us to do is
to actually move to a
genuinely digital
first service model. I
think everything else
was digital assisted,
but never really
digital first. So we've
been able to make a
shift to digital first,
both not only for the
customer, but also
giving the same tools
to our employees.
and so it's made made
the customer experience
better because we're
taking out a lot of
decision fatigue and
a lot of um pressure
back onto the customer
to find the answer
what they're looking
for you can just simply
ask a question like
we're all getting used
to now asking a gpt
style chats questions and
so by providing that
to our customer we're
just simplifying the
service experience so
they're happier they're
getting the answers
they what they want
um reduces the load
off the call center
which is amazing for the
call center they can
focus on what they need
to and the customers
just ultimately happier
and we're meeting
them where they want
to be because that's
what they want they want
digital service they
want to be able to
do it 24 7 wherever
they are wherever they
are on the phone yeah
yep sitting on the couch
maybe at work while
they're in a meeting
now that we've done
that no no no no I
never multitask no well
tell us about arthur
who's Arthur? Arthur's
an internal agent
for our call center.
The call center team
named it because they
felt like it needed
a name and a personality.
And Arthur's doing
a similar thing to
what our external
agent is doing, but
with more access to more
things, more knowledge,
more capability,
as well as the big
data set for the
consumer. So if someone
does come into the
contact center on
the phone what we've
been able to do is
help get the agent
a human agent the
right answer faster
and also give them the
ability to do things
that we used to have
to train them to do
before or we used to have
to put into specialist
teams so for example
you know spare parts
interpretation is a
specialist job that now
can be done by more
people because the agent
can actually tap yeah
give them the answer.
Tap into four decades
of information and
hopefully give them the
right answer. Right.
Instead of specialists
looking through
decades of service
manuals. That's incredible.
Yeah. I love
that. So what does
headless actually
mean for Fisher and
Paykel and why is
it so important?
Well, it means being able
to take the expertise
we've built in the web
agent, for example,
and the service
external service agent
and put it anywhere.
And for us, though,
that example is to put
it into our IOT app in
Australia and New
Zealand called Smart HQ.
So then we can take
the same experience
we've built for the web
and extend it and put
it into another
touch point where the
customer is. Again,
the idea of meeting the
customer where they
are, they're already in
the IOT app using the
capability. So giving
them that at their
fingertips is just a
next step in our service
experience. So talking
about that Smart HQ
app, Can you walk us
through how specifically
you're using the
headless agent there?
Give us an example.
So, yeah, iOS
or Android app.
And you might be
using your appliance
and then realize
you need help.
How to use it,
troubleshooting.
Maybe you've got an
error message or maybe
you're trying to do
something new. You're able
to click the agent
button and it will, in
the app, so you don't
bounce off to a website
natively in the
app, you can have a
conversation with the
service agent. And what we're
doing, you know, our
next iteration will
be to give the service
agent more context
because it's got all
that IoT data. So we got
to give it more context
so that actually we
don't need to ask the
question. It can be a
bit more proactive and
predictive and just
give you, serve you the
answers that you want
in real time. That's
where we want to go.
Yeah. That's awesome.
Anything else that you
see looking forward for
future capabilities?
I think the predictive
one is the obvious
one. Why wait for
the customer to have
to troubleshoot
or learn how to do
something? We should
be able to anticipate
that using the data
we have and with
the power of agents to
be able to anticipate
that and then
serve them data
information capability
at their fingertips.
An example might
be we see that they
might be using a function
for the first time
and maybe we can
jump in there and
tell them exactly how
to use it exactly how
to get the best out
of their product.
Yeah, I think
customers appreciate
that, especially
to help with
troubleshooting,
to anticipate those
needs before the
problems arise.
And appliances are
becoming really
complex. They're
computers themselves.
And so being able
to help the customer
through that, I think
is really powerful.
Yeah, and just to sum
up, can you talk to
us about the ultimate
vision of Fisher &
Paykel's agentic
transformation and how
Salesforce is helping
you achieve that? So
for us, it's about really
deeply understanding
the research, buying
journey and usage
journey of a customer
and then working on
how agents can make
that experience better.
So it's not about
technology for
technology's sake for us.
It's about where agents
and agentic AI
actually improve the
experience for the
customer from end to end.
And Salesforce is helping
us do that by, you
know, for us, it's
our customer platform.
And so they're making
it easy for us. They're
allowing us to scale
existing agents across
multiple channels,
headless, for example,
web, call center,
field service,
And so we're able to
build agents once and
deploy them multiple
times, or at least,
you know, adjust them
and redeploy them.
And then, of course,
our customer data is
really important to
us. So doing that in
a trusted way, that's
really the icing
on the cake. You know,
our customers trust
us with their information
and we respect
that. And so it's
about partnering with
people who respect
that as much as we do.
Thank you so
much. I'm a fan of
Fisher & Paykel.
I'm so excited.
Thank you so
much for sharing.
